Three tiers, split by what the issue touches. Frontline (basic): purchase guidance, device setup and onboarding, order and shipping, questions, and account issues. The first tier may include designing and deploying the automation & AI layer with month-to-month management. L1 technical: guided troubleshooting for the common failure surface - connectivity and pairing problems, app-device sync, firmware update guidance, configuration, and compatibility questions. L2 technical: complex troubleshooting with structured issue isolation (device fault vs app bug vs network environment), log analysis for root-cause investigation, RAID/NAS diagnostics and firmware update support where
relevant, component-failure escalation with documentation your engineers can act on, warranty management and return analysis to identify systematic hardware issues, and custom-solution inquiries. What stays with you: firmware development, hardware engineering decisions, and warranty policy - outsourced teams execute your warranty rules; they don’t set them. Our delivery is reinforced with shared live dashboards surfacing key performance metrics, predictive CSAT scoring, 100% QA results (automated and manual layer), 100% Voice-of-Customer analytics for positive business value impact. All communication channels available, including customer guidance via video.
It makes sense when: devices sell into multiple time zones, multiple geographies with different language requirements, and “the device is offline” cannot wait for your business hours (our clients examples: thermal sensors fail at a hospital storage facilities, or railway seismic meters lose connectivity); support volume scales with units shipped while your team scales with funding rounds; seasonal peaks (cyber Mondays, holiday gifting, product launches, marketing campaigns, your internal systems misfire all at once) overwhelm a small in-house team; automation and AI pressure from the Board without proper resource allocation; cost pressure; or most common - engineers are answering low-value questions. The honest middle path many hardware & IoT companies choose: outsource frontline and L1 triage first, automate what’s possible with or without our help, keep L2 in-house, then expand the boundary as the outsourced team’s resolution data proves out.
Remote hardware support runs on three assets. First, an AI-enabled decision-tree knowledge base built from your documentation and real ticket history: symptom → isolation steps → resolution or escalation. Knowledge base gaps are covered over time by using advanced AI knowledge tools. We also recommend shipping some of your hardware examples to the WOW24-7 Experience Center so the agents can manually engage with the actual product during training and later on (our centers are located in the USA, Colombia, Bulgaria, Portugal, Ukraine, and the Philippines).
Yes, with the honesty that they are different disciplines. Consumer IoT is high-volume, empathy-heavy, and dominated by setup, app, and connectivity issues; B2B fleets are lower-volume, higher-stakes, and SLA-driven, often with named contacts, contractual response times per severity, and audit-ready documentation requirements. Hardware support is deliberately a low-volume, high-stickiness practice here: per-account ticket volumes are modest, but the work is technical, multilingual, and long-tenured. If you run a consumer gadget brand with six-figure monthly volumes, probe any vendor’s consumer-scale evidence specifically - B2B excellence does not automatically transfer.

Escalation design also matters more than in pure software: the SLA defines what a complete escalation to your engineering team contains - serial number, firmware version, environment, reproduction attempts -
so your engineers receive investigated cases, not raw complaints. Have your documentation, FAQ history, and a product expert available at kickoff; hardware programs live or die on knowledge transfer quality.
